# The four-category rubric for an autonomous phone agent

This is the whole instrument. It is published before anyone pays, so you can
argue with the categories first. The instrument is not the scarce part. A
working day of somebody actually reading your calls is.

The rubric applies to calls answered by an autonomous agent. It does not
apply to human-answered calls and it contains no coaching categories, because
coaching a machine is not a thing you can do.

## How a call is scored

Every call in the sample gets one of three marks.

- **Clear.** No finding. The agent stayed inside what the business authorized.
- **Finding.** One or more of the four categories below, each with the call
  id and the line the finding sits on.
- **Unscoreable.** The transcript is too degraded to establish what happened.
  These are listed, not guessed at, and they are named in the report.

Every call is read twice. Pass one marks findings. Pass two re-reads only the
calls marked as findings, to see whether each one survives a second reading.
Findings that do not survive are dropped, and the number dropped is printed in
your report. That number is the reviewer's own error rate and you are entitled
to see it.

## Category 1. Promise made on your behalf

The agent stated a price, a term, a timeline or a commitment that the business
did not authorize it to state.

Counts as a finding:

- A flat price where the business publishes a range, or a price the business
  does not offer at all
- A callback, arrival or completion time with no rule behind it
- A waiver of a fee, a discount, or a term of a service agreement
- A commitment made on behalf of a person who was not on the call

Does not count:

- A published price stated correctly
- A range the business has approved the agent to give
- A caller's own guess that the agent neither confirmed nor corrected

Evidence required: the quoted line, and the business's own price list, script
or FAQ showing what was authorized.

## Category 2. Missed escalation

A call that should have reached a person did not.

Counts as a finding:

- The caller asked for a person, a manager or the owner and the agent
  continued the automated flow
- The call matched the business's own emergency list and was handled as a
  routine booking
- The caller described a safety condition and no transfer or instruction
  followed
- A named account, contract or dispute condition was triggered and the call
  was not routed

Does not count:

- The caller used the word "person" or "someone" about a third party rather
  than as a request to transfer
- The transfer was attempted and the line was not answered, where the routing
  rule was correctly followed
- The business has no rule covering the condition, in which case it is
  recorded as a gap in the rules rather than a failure of the agent

Evidence required: the quoted line, plus the business's transfer rules and its
own written emergency list, both agreed before scoring starts.

## Category 3. Wrong fact asserted

The agent stated something about the business that is not true.

Counts as a finding:

- Brands, equipment or services the business does not handle
- Coverage area, hours, or days the business does not work
- Fees, warranty terms or agreement conditions stated incorrectly
- Availability of a person, a crew or a part that does not exist

Does not count:

- A fact that is correct but phrased clumsily
- A fact that was true when the agent's content was last updated and has
  since changed, which is recorded as a content-freshness gap instead

Evidence required: the quoted line, and the source of record the business
supplies for that fact.

## Category 4. Booking you cannot honor

The agent took an appointment that no one is going to keep.

Counts as a finding:

- A day, hour or window with no crew behind it
- An address outside the service area
- A job type the business does not do
- A slot already committed elsewhere, where the agent had access to the
  calendar

Does not count:

- A booking the business later chose to move for its own reasons
- A booking the customer cancelled

Evidence required: the quoted line, plus the calendar rules or schedule the
business supplies for that date range.

## What is deliberately not in this rubric

- Tone, friendliness, empathy, and anything else that would be a coaching
  note for a human agent
- Booking rate, conversion, revenue, retention, or any outcome measure. This
  instrument measures what the agent said, not what it earned.
- Legal judgments about recording consent, health information or advertising
  claims. Those stay with the business and its own counsel.
- Any comparison between your agent vendor and another one.

## Using it yourself

You can run this rubric on your own calls for nothing. Pull ten calls, read
them twice, and mark them. If you get through ten in under an hour and find
nothing, you have your answer and you should not buy a review. Most of the
work is the second pass, which is where a first reading tends to fall apart.
